Brand Experience

The sum of all impressions a customer collects at brand touchpoints, from advertising and product to service.

Brand experience is the sum of all impressions a customer collects in contact with a brand. This includes advertising, website, newsletter, packaging, product, customer service, invoice and even the wait time on the phone. Every touchpoint shapes the image of the brand, intended or not.

Which building blocks count

Visual identity, language, speed, reliability and staff behaviour are core building blocks. Experiences often form at points that do not appear in any marketing plan, such as complaints, technical problems or shipping delays. A good brand experience carries the brand even when things turn uncomfortable.

How it becomes measurable

Strong indicators are net promoter score, repeat purchase rate, complaint rate, reviews, dwell time and response on social media. More important than a single number is the trend over time and the link to changes in the experience, for example after a new product or a revised service flow.
